Click and Collect

Definition

An order model where customers buy online and collect from a store, pickup point, or locker.

Overview

Click and Collect is an order model where customers buy online and collect from a store, pickup point, or locker. Launching it requires operational planning across technology, staffing, physical space, and customer communication.

Choose The Pickup Model

Decide whether you will use in-store counters, curbside pickup, lockers, or a hybrid. Consider customer demographics, store footprint, and staff availability. Lockers suit unattended 24/7 access but need locker-management software and secure parcel handling; curbside requires clear traffic flow and notification systems.

Technology And Systems Integration

Integrate e-commerce, POS, and WMS so inventory is accurate across channels. Implement order routing rules to decide whether an order is fulfilled from the nearest store or a central hub. Use barcode scanning and mobile picking apps to reduce errors, and integrate SMS/email notifications for readiness and pickup codes.

Inventory Allocation And Reservation

Implement inventory reservation at checkout so Click and Collect purchases are not sold to walk-in customers. Use safety stock rules to avoid splitting on-shelf inventory that customers expect to find physically. Consider dedicated online inventory pools for high-turn SKUs to minimize stockouts and in-store disruption.

Physical Layout And Staging

Create a dedicated staging area for picked orders with clear labeling and time-based organization. For curbside, allocate parking bays and signage; for counters, provide secure, customer-facing pickup windows. Label each order with order number, customer name, and pickup code to speed verification.

Staffing And Roles

  • Picker Team: Staff who pick and pack orders, trained on speed and accuracy standards.
  • Staging Coordinator: Organizes ready orders, updates statuses, and escalates issues.
  • Pickup Clerk/Curbside Runner: Verifies ID or codes and hands items to customers.

Security And Verification

Define verification rules based on order value and item type. For high-value goods require photo ID and order confirmation; for lockers validate PIN or QR. Keep a documented chain of custody—scan items at pick, scan again at handoff—to reduce loss and disputes.

Messaging And Customer Experience

Set clear expectations at checkout about ready times, pickup windows, what identification to bring, and where to park or enter. Send real-time notifications for order acceptance, ready-for-pickup, and any delays. Offer timed slots to smooth peaks and reduce customer wait time.

Returns And Exchanges Handling

Allow returns at the pickup counter to improve customer convenience. Establish fast inspection workflows to process returns and restock salable items quickly. Track return rates by channel to identify product or fulfillment issues causing higher returns for Click and Collect.

KPIs And Continuous Improvement

  • Order Ready Time: Average time from order placement to ready-for-pickup notification.
  • Pickup Rate: Percentage of orders collected within the pickup window.
  • Order Accuracy: Rate of orders delivered to customers without item errors.
  • Incremental Sales: Additional purchases made at pickup.

Pilot, Scale, And SOPs

Start with a pilot at a few stores to validate processes, tech, and staffing. Document standard operating procedures for pick, pack, staging, and handoff. Use pilot data to set realistic SLAs and staffing models before scaling across the network.

In short, the Click and Collect rollout succeeds when inventory is synchronized, systems are integrated, staff roles are defined, and customer communications set accurate expectations. A phased pilot with clear KPIs helps refine workflows and deliver a reliable pickup experience.
